Who this desk is for
A helpdesk gets outsourced at a specific moment: when the people who build the product have become the people who answer the phone about it. The four situations we scope most often:
- Software and SaaS companies whose engineers are on support rota. Roughly the same handful of faults arrive over and over — login and SSO, permissions, sync failures, a browser or version issue — and each one costs a developer an hour of context.
- Hardware, device and IoT businesses with an installed base and a helpline printed on the box: setup and configuration, connectivity, firmware, and the walk-the-customer- through-it calls that are pure process once written down.
- Internal IT service desks at companies that have outgrown a shared inbox — password resets, access requests, VPN and device issues from their own employees, on a defined SLA.
- Any product with an after-hours obligation. A team of a few engineers cannot hold a night and weekend rota indefinitely. Outsourcing tier-1 across those windows is usually cheaper than the attrition it prevents.
What a week of running the desk looks like
A helpdesk is a triage machine. The week is organised around keeping the triage accurate and pushing the tier-1 boundary outward.
Every call starts at the symptom guide. The agent identifies what the customer is describing against your documented symptoms before touching a fix, because the most expensive helpdesk failure is not a slow answer, it is a confident wrong diagnosis that sends a customer down the wrong path for twenty minutes.
Tier-1 closes what has a known fix. Straight from your knowledge base, on the call, with the resolution recorded against the ticket. Tier-2 picks up what is left: environment and version details, logs, configuration checks, and an actual attempt at reproduction. The line between the two tiers is written down at setup — this is the single most useful hour of the onboarding, because an undefined boundary means everything hard gets escalated by default and you have bought a call transfer service.
Escalations leave the desk complete. An escalated ticket carries reproduction steps, environment and version, what was already ruled out, customer impact and the call notes, on your template, into your queue. It is logged and handed to a named owner inside the same shift. An engineer should never have to call the customer back to ask what browser they were using.
Mid-week the knowledge base takes its feedback. Every escalation that came back with a fix gets written up as a proposed KB entry and sent to your side for approval. Approved entries move that fault from tier-3 to tier-1 permanently. This is the mechanism by which the desk actually gets cheaper to run over a quarter, and it is worth watching the tier-1 resolution trend for exactly that reason.
A daily report goes out, and Friday adds the shape of it. Daily: volume, helpline answer speed, tier-1 resolution, open escalations. Weekly: the fault-type mix, which issues are growing, which KB gaps caused avoidable escalations, and the repeat-contact rate — the customers who had to call twice about the same thing, which is the number product teams find most useful.
The tools we work inside
Your tenant, named accounts, role-based access. Tickets, the knowledge base and the escalation trail live in Zendesk, Freshdesk, Salesforce Service Cloud or HubSpot; the helpline itself runs on Genesys, Five9 or Twilio for routing, priority queues and recording; Intercom covers the in-product channel where a fault arrives as a message rather than a call. Escalation handoffs and the daily engineering sync run on Microsoft Teams or Google Workspace.
If your engineering team tracks work somewhere else entirely, the escalation path is a scoping conversation rather than a blocker — what matters is that there is exactly one queue an escalation lands in, with a named owner, and that the helpdesk can see what happened to it. Escalations that disappear into a system the desk cannot read are how a knowledge base stops improving.
How the SLAs are measured
- Helpline answer speed is measured from queue entry to agent connect, excluding IVR and any self-service the caller chose. On a helpdesk the target is typically a little looser than a pure inbound line, because calls are longer and less predictable — an honest 45 seconds beats an aspirational 20.
- Tier-1 resolution rate is the share of contacts closed by the desk without escalation, tracked weekly as a trend rather than fixed as a penalty. Fixing it as a hard target rewards closing tickets that should have escalated.
- Escalation turnaround is our commitment and it is bounded by what we control: an escalation is logged, completed to the template and handed to a named owner within the shift it was raised in. What happens after that is your engineering SLA, and we report on it but do not promise it.
- Repeat contact rate — same customer, same issue, second contact — is tracked because it catches premature closures that a resolution rate alone will happily hide.
- Quality is a daily call sample per agent scored against your rubric, weighted toward diagnostic accuracy and the completeness of escalation notes rather than call handling alone.
How pricing is structured
Helpdesk quotes turn on four things: contact volume, the coverage window, how deep tier-2 goes, and how much product training the role requires before an agent is useful. That last input is the one that separates helpdesk pricing from general inbound — a longer ramp is real cost, and a quote that ignores it is a quote that will be re-cut in month two.
A dedicated helpdesk pod is priced per seat per month against the coverage window, which is the normal structure for anything with meaningful volume or a 24×7 obligation. A shared desk priced on a monthly volume band works for lower-volume helplines where a full seat would sit idle. Team-lead time, QA and scheduling sit inside the desk. Onboarding — symptom-guide capture, KB review, escalation-matrix design, product training and shadowing — is a one-time transition charge, and on a technical desk it is a larger share of the first invoice than it is anywhere else.
We do not bill per ticket. Per-ticket pricing on a technical desk pays us to close tickets, which is precisely the wrong incentive when the goal is to stop the ticket recurring. The quote form covers volume, coverage, SLA and stack, and the written scope names the tier boundary, the escalation template, the reporting and a start date.
Where the desk runs, and under what controls
The helpdesk runs from our Ghaziabad, NCR base and pan-India remote pods, staffed across more than one site so a single-location failure does not take a 24×7 helpline down. Controls are ISO 27001-aligned with role-based access and encrypted handling, which on a helpdesk mostly means being careful about what agents can see: screen-share sessions, diagnostic logs and admin-level access to your systems are scoped deliberately and kept to the minimum the tier boundary requires. We work to India’s DPDP Act, align with GDPR where your users are in scope, and will scope data-residency constraints before access is granted.
